Competitive salaryLe rôle est responsable de la surveillance des accords de niveau de service (SLA) et de s’assurer qu’ils répondent au niveau requis pour le support aux utilisateurs finaux, les services de poste de travail gérés et le support des applications. L’employé doit veiller à ce que tous les processus de gestion des services informatiques soient respectés, en supervisant les indicateurs de performance (KPI), les normes de gouvernance informatique et les chemins d’escalade.
- Surveiller et examiner la performance des services : Analyser la performance des services par rapport aux SLA et OLA, effectuer des revues régulières des niveaux de service avec les clients et les fournisseurs informatiques, et suivre les actions en suspens, la performance actuelle et les opportunités d’amélioration.
- Améliorer les niveaux de service : Initier et coordonner les actions nécessaires pour maintenir ou améliorer les niveaux de service, y compris la résolution des problèmes, les ajustements de service, et l’évaluation de l’impact des changements sur les SLA.
- Gouverner les processus de gestion des niveaux de service : Diriger les revues annuelles du processus de gestion des niveaux de service, coordonner les changements requis, et intégrer les plans et programmes d’amélioration des services.
- Gérer le catalogue de services local : Assurer la gestion du catalogue de services local tout au long du cycle de planification des ventes et des opérations, en collaborant avec la demande IT pour capter les nouveaux besoins et signaux de demande.
- Gérer la fourniture des services et les relations fournisseurs : Superviser la livraison des services locaux (y compris les services de poste de travail gérés), assurer le respect des SLA, mener des revues de service, et gérer les contrats et négociations avec les fournisseurs locaux.
- Assurer la conformité et la préparation aux audits : Contrôler les processus des services informatiques pour garantir la conformité avec les cadres de contrôle (ex. : Control Navigator) et répondre aux exigences liées aux audits.
- Piloter la communication et la gestion des parties prenantes : Agir en tant que point d’escalade principal pour les problèmes de service, gérer la communication à tous les niveaux de l’organisation, et maintenir un engagement fort avec les marchés locaux et les parties prenantes clés.
- Accompagner les transitions et la mise en œuvre des projets : Gérer la transition des nouveaux services et la mise en œuvre des projets, s’assurer de l’existence de parcours de support adaptés pour les incidents, gérer les activités de gestion du changement, et superviser le budget des services informatiques ainsi que la responsabilisation des parties prenantes concernées.
Compétences techniques / fonctionnelles / de leadership requises
- Expertise pratique d’ITIL – connaissance approfondie et appliquée des cadres ITIL et de leur mise en œuvre dans des environnements de services réels.
- Solides compétences en communication – maîtrise de la communication orale, écrite et des présentations; compétences avérées en animation et en gestion des parties prenantes.
- Capacité à travailler sous pression – aptitude à gérer les situations stressantes avec calme et efficacité.
- Compétences en gestion des relations et en résolution de conflits.
- Capacité à fédérer et collaborer avec des équipes aux profils variés – analystes métier, experts techniques, responsables de processus – afin d’identifier et de résoudre les problèmes liés aux niveaux de service.
Expérience requise
- Crédibilité et confiance – a idéalement gagné le respect des responsables IT et des autres gestionnaires à tous les niveaux de l’organisation.
- Capacité démontrée à collaborer avec les équipes métier et techniques pour résoudre les problèmes liés aux niveaux de service.
Formation / qualifications / certifications requises
- Diplôme universitaire en informatique, en gestion ou dans un domaine connexe.

- Monitor and Review Service Performance: Analyse service performance against SLAs and OLAs, conduct regular service level reviews with IT customers and providers, and track outstanding actions, current performance, and improvement opportunities.
- Drive Service Level Improvements: Initiate and coordinate actions to maintain or enhance service levels, including troubleshooting, service adjustments, and assessing the impact of changes on SLAs.
- Govern Service Level Management Processes: Lead annual reviews of the Service Level Management process, coordinate required changes to service levels, and integrate Service Improvement Plans and Programs.
- Own Local Service Catalogue: Manage the local service catalogue throughout the Sales and Operational Planning cycle, engaging with IT Demand to capture new service requirements and demand signals.
- Manage Service Fulfilment and Supplier Relationships: Oversee local service delivery (including managed workplace services), ensure SLA adherence, conduct service reviews, and manage contracts and negotiations with local suppliers.
- Ensure Compliance and Audit Readiness: Monitor IT service processes for compliance with control frameworks (e.g., Control Navigator), and address audit-related requirements.
- Lead Stakeholder Engagement and Escalation: Act as the primary escalation point for service issues, manage communication across business levels, and maintain strong engagement with end markets and key stakeholders.
- Support Transitions and Project Delivery: Manage the transition of new services and project implementations, ensure appropriate incident support paths, handle change management activities, and oversee the IT services budget and related stakeholder accountability.
- Applied ITIL expertise – in-depth, practical knowledge of ITIL frameworks and their application in real-world service environments.
- Strong communication skills – proficient in oral, written, and presentation formats; skilled in facilitation and stakeholder engagement.
- Ability to work under pressure, handle stressful situations in a calm manner
- Relationship management and conflict resolution skills
- The ability to bring together and work with a team of people with varied backgrounds - business analysts, technical experts, process owners - to articulate and remedy service level issues
- Credibility and trust; ideally has earned the respect of IT Managers and other business managers at all levels
- Demonstrated ability to work across business and technical teams to resolve service-level issues.
- 5 Years of professional experience
- University Degree in IT, Business, or related field
